What is call monitoring? Call monitoring is listening to live or recorded calls to check quality, accuracy and compliance, and to coach whoever handled them. It covers silent listening, whisper coaching where only the agent hears the supervisor, barge-in where the supervisor joins the line, and review of recordings after the fact.

How does call monitoring work?

  1. Decide the purpose first, because coaching, compliance checking and dispute resolution each need different samples.
  2. Tell callers that calls may be recorded, and follow the consent rules of every state and country involved.
  3. Sample across hours and call types instead of only the complaints, or you hear nothing but the worst day.
  4. Use whisper coaching for new agents on live calls, and recordings for everything else.
  5. Store recordings under the retention period and access limits your own rules require.

A worked example

A pest control company reviews six recorded calls a week. Listening across a full month showed that callers asking about wasps were being quoted a price before a technician had assessed access, which caused arguments on site. The script changed to give a range and book an inspection instead. Disputes fell away, and the company kept the three recordings that prompted the change as training material for new starters.

Common mistakes

  • Recording in a two-party consent state with no notice, which can make the recording unusable and worse.
  • Only ever listening to escalated calls, which gives a distorted picture of an otherwise steady desk.
  • Coaching from memory of a call rather than from the recording, which turns feedback into an argument.
