What is mystery shopping? Mystery shopping is a quality check in which someone poses as a customer, follows a realistic scenario and records what happened against a checklist. Applied to a phone line or a chat widget, it measures the experience end to end: how long the wait was, what was said, what was offered and what followed.

How does mystery shopping work?

  1. Write scenarios from real demand: a new customer, a price question, a complaint, an after-hours call.
  2. Score observable things only: ring time, greeting, questions asked, outcome offered, follow-up received.
  3. Run the same scenarios across different hours and days, because coverage varies more than scripts do.
  4. Include the competitors you lose to, since the comparison often teaches more than your own score.
  5. Share results as examples rather than verdicts, and rewrite the script before scoring again.

A worked example

A med spa had its assistant call six competitors and its own front desk, posing as a new client asking about a first appointment. Four competitors sent the call to voicemail at 4:50pm. Its own line answered in nine seconds but never offered a booking, only a call back. The spa added a direct booking step and a rule that nobody hangs up without an appointment or a scheduled call. The next round booked five of six.

Where does mystery shopping show up in your tools?

Scenarios and scores usually live in a Google Sheets or Notion template, while the evidence comes from the call recording in RingCentral or Dialpad and the chat transcript in Intercom or Gorgias. Anything that triggered a follow-up email can be checked against the contact record in HubSpot.

Common mistakes

  • Running one call and treating it as evidence, when a single bad minute proves nothing on its own.
  • Scoring people on things nobody ever asked them to do, which is a trap rather than a quality check.
  • Collecting findings and never changing the script, so the same gap reappears at the next round.
