What is a quality assurance scorecard? A quality assurance scorecard is a fixed list of criteria used to grade a sample of calls, tickets or tasks, so quality gets measured the same way every time. Each criterion takes a score and a note, the results are reviewed with the person, and the pattern shows what to coach or rewrite.

How does a quality assurance scorecard work?

  1. Agree the criteria before scoring anything, and keep the list short enough to apply consistently.
  2. Sample rather than grade everything: a handful per person per month already reveals the pattern.
  3. Score against what the customer experienced, not against how busy the queue happened to be.
  4. Deliver the score with the recording or ticket attached, so feedback attaches to something specific.
  5. Track the same criteria across months, because the trend matters far more than any single score.

A worked example

A plumbing company scores five calls per receptionist each month. One month greeting and tone stayed high while resolution slipped: callers were being promised a call back rather than booked, because the technician calendar had gone stale. Fixing the calendar lifted resolution the following month. The owner now reads six numbers and a trend line instead of listening to fifty recordings, and the dip and the recovery are both visible.

Where does a quality assurance scorecard show up in your tools?

Zendesk and Freshdesk have their own quality add-ons, and dedicated tools such as Klaus or MaestroQA plug into them; for phones the recordings come from RingCentral, Dialpad or Aircall. Plenty of small teams score perfectly well from a Google Sheets template with a link to each recording.

Common mistakes

  • Scoring on twenty criteria, which turns every review into a negotiation and gets nothing coached.
  • Using the scores punitively, which teaches people to handle the sample rather than the customer.
  • Never showing the card to the person being scored, so feedback always arrives as a surprise.

Why does a quality assurance scorecard matter?

Satisfaction surveys tell you when a customer was unhappy but rarely why, and they only arrive after the fact. Grading a sample against fixed criteria finds the cause while it is still fixable and gives coaching something concrete to work with.
