How technical are the technicians?
Tier-1 technicians are comfortable with SaaS admin panels, browser and app troubleshooting, basic networking, account and permission models and reading logs for known error strings. We match background to your product during the 72-hour match: an MSP gets someone with helpdesk and Microsoft 365 experience, a connected-device brand gets someone who has done pairing and firmware support. Deeper engineering stays with your team.
How do escalations reach our engineers?
In whatever format your engineers already use: a Jira or Linear issue, a Slack post in a triage channel, or a tagged ticket in Zendesk. Every escalation carries the product version, environment, steps to reproduce, expected and actual behavior, logs or screenshots and a link to the ticket. Engineering feedback on escalation quality is a standing item in the weekly review.
Can you support by phone as well as tickets?
Yes. Technicians can take inbound support calls through RingCentral, Zoom Phone, Dialpad or your phone system, run a guided walk-through and log the outcome in the ticket. Screen sharing through your approved tool is used when a walk-through is faster than typing. Phone-heavy desks are staffed so ticket work does not stall while a technician is on a call.
What happens during an outage or a bad release?
The technician switches to the outage playbook: post your status message, tag incoming tickets to the incident, send the holding reply, and stop individual troubleshooting on affected features until engineering confirms the fix. Volume during the incident is reported hourly to your named contact, and affected customers get the all-clear once it is resolved. Surge cover is available for release weeks.
Do you write our knowledge base?
We help keep it honest. Every repeat question without a good article is logged, and the technician drafts the article in your style for your approval, with screenshots from the sandbox. Articles that gave a wrong answer are flagged for correction the same day. Over a few months the deflection rate usually rises because the help center answers what users actually ask.
How do you protect customer accounts and data?
Technicians never ask for passwords, never use shared logins and only hold the admin or impersonation rights you assign, which are logged in your system. Workstations are managed with MFA and encrypted disks, exports are not saved locally, and remote sessions run only through your approved tool with the user's consent. Access is removed the day a technician rotates off your desk.
Can the same desk handle billing and account questions?
Yes. Most tier-1 desks also cover subscription changes, invoice copies and plan questions, since users rarely separate technical and account issues.
