How does first response time work?
- Formula: first response time equals the timestamp of the first agent reply minus the timestamp the ticket was created.
- Count only human replies; automated acknowledgements are excluded so the number reflects real attention.
- Use business hours in the calculation when you do not offer round-the-clock coverage, and say so in the report.
- Report the median and the 90th percentile by channel, because chat, email and social have different expectations.
- Pair the number with a target, for example a median under one hour for email during covered hours.
