How does tier 1 support work?
- Define the resolution list: exactly which issues an agent at this level may close without asking anyone.
- Grant the permissions that list requires, or the tier collapses into an expensive message-taking desk.
- Script the gathering step so escalated tickets arrive with the account, the version and what was already tried.
- Track the share of contacts resolved at this level, because that number is the entire point of the tier.
A worked example
A regional internet provider staffs its first level for the calls that fill the lines: no connection, slow speeds, payment questions and router reboots. Agents follow a five-step check and may issue a service credit up to a set limit without asking. Anything that survives the checklist goes to the network team with the modem signal readings already attached. Roughly four in five calls end here, which keeps two field engineers out of the phone queue and on the road.
Where does tier 1 support show up in your tools?
In Zendesk, Freshdesk and Intercom this level is usually a group with its own views, saved replies and a narrow set of editable ticket fields. On phones, RingCentral and Dialpad send calls to that ring group first and hold the overflow rule that moves unanswered calls onward.
Common mistakes
- Hiring front-line agents and then withholding refund or account permissions, so every ticket escalates anyway.
- Judging the tier on handle time alone, which trains agents to pass work on rather than think.
- Leaving article writing to the senior team, so front-line agents answer from memory and get it wrong.
Why does tier 1 support matter?
Most support volume is repetitive and does not need your most expensive people, but it does need a fast and accurate answer. A working first level protects specialist time while giving customers a resolution on the first contact. It is also the cheapest place to spot a product problem, because these agents hear the same complaint dozens of times before anyone else does.
How does AssistBPO handle tier 1 support?
AssistBPO staffs this level with employed agents trained on your product, your saved replies and the exact list of issues they may resolve. They work inside your help desk through named accounts, so your team sees every ticket and the full resolution history. Each month the team lead scores a sample on accuracy, tone and whether the escalation was really necessary.
