How does an engagement manager work?
- Hold the scope: what the desk covers, what it does not, and how any change gets agreed and written down.
- Track hours and coverage against the original setup, and flag drift before it becomes an invoice question.
- Coordinate when an account spans desks, so phones, support and back office behave as one team.
- Run the periodic business review, looking at outcomes rather than at this week's ticket counts.
- Own the fix when something goes wrong at the relationship level rather than at the task level.
A worked example
A franchise group started with one receptionist covering two locations and grew to eleven. The engagement manager mapped which locations needed calls answered in which hours, added a second desk for booking confirmations, and set up one reporting pack for the franchisor instead of eleven separate ones. When a franchisee wanted a different greeting, the change went live in a day because the scope and the approval route were already written down.
Where does an engagement manager show up in your tools?
Engagement managers usually work from the same CRM record as the original sales conversation, most often HubSpot, plus a shared reporting view built from the help desk and phone system. Scope documents, change notes and review decks sit in Notion or a Google Workspace drive the client can open at any time.
Common mistakes
- Routing daily task questions through the manager, which slows the work and duplicates the team lead.
- Agreeing a scope change on a call with nothing written down, then arguing about it a quarter later.
- Meeting only when something has gone wrong, so every review is a complaint rather than a plan.
Why does an engagement manager matter?
Daily supervision and commercial ownership are different jobs, and blending them means one gets dropped, usually the forward-looking one. Separating them gives a client somewhere to take questions about growth, coverage and cost without interrupting the desk. It also means somebody is checking whether the engagement still fits the business it was built for.
How does AssistBPO handle an engagement manager?
On smaller AssistBPO engagements the team lead is your single point of contact and no separate manager is needed. Larger accounts, and accounts running several desks at once, get an engagement manager who owns scope, coverage and reporting across them while each desk keeps its own team lead. Either way there is one named person to call when the question is about the shape of the work rather than today's tasks.
