## How does the after-hours answering desk work?

### How much does an after hours answering service cost?

### How do you decide what is urgent?

You decide, and we write it down. During onboarding we build an escalation tree from real examples: a tenant with no water is urgent, a tenant asking about a parking permit is not; a patient with post-operative bleeding goes to the on-call provider, a patient asking about a bill waits for morning. The receptionist follows the tree, and when a call does not fit any branch, the rule is to escalate rather than guess. The weekly review adds new branches as they come up.

### How does the on-call person get reached?

In the order you set. The usual sequence is a warm transfer attempt to the primary on-call number, a second attempt after a set interval, then the backup contact, then a text and email trail so nothing is lost. Every attempt is logged with a timestamp. If nobody can be reached, the receptionist follows the fallback you chose, such as reading the caller your emergency-vendor number or keeping the caller informed until someone picks up.

### Will the night receptionist give medical or safety advice?

No. The receptionist reassures the caller, gathers the facts your protocol asks for and reaches the person who can help. If a caller describes a life-threatening situation, the script directs them to emergency services first. For practices, the desk is staffed by HIPAA-trained people under a BAA who log the call and reach the provider; they never diagnose, never advise on medication and never quote a wait time they cannot see.

### Can overnight calls be booked straight into our schedule?

Yes, if you allow it. Many trades clients let the desk book non-urgent jobs into the next available window in ServiceTitan or Jobber overnight, so the customer hangs up with a time rather than a promise of a callback. Practices usually prefer messages only, with booking done in the morning by the daytime desk. You set the rule by call type, and it can be different on weekends.

### What does the morning handover look like?

A short report in your inbox or Slack channel before your first employee arrives. It lists every call taken with the time and the caller's number, which ones were escalated and to whom, the messages waiting for a callback, any jobs or appointments booked, and anything odd the receptionist noticed. Your team starts the day knowing what happened overnight instead of piecing it together from voicemails.

### Do we need to change our phone system?

Usually not. If you run RingCentral, Dialpad, Aircall or Zoom Phone, a schedule rule sends calls to the desk at close and back to your team at open. Landline or mobile numbers use carrier call forwarding on a timer or a manual toggle. Holidays go on a shared calendar so the switch happens without anyone remembering to flip it. Callers dial the number they always have.

### Is the same person on our line every night?

One named receptionist owns your evening or overnight shift and a backup covers their nights off, so callers meet at most two voices. Both know the escalation tree and your regulars. The team lead runs the roster, confirms cover each afternoon and sits in on the weekly review, so if your on-call rotation changes on a Wednesday the desk knows by that evening.

### Why not just forward the line to our on-call technician?

Because then every call wakes them, including the invoice question and the wrong number. The point of the escalation tree is that a person filters first: the no-heat call reaches the technician within minutes, the parking-permit question becomes a message for the morning. You also get a record. Every attempt to reach the on-call person is logged with a timestamp, so a disagreement about whether someone was called has an answer. Direct forwarding is cheaper and it works, right up to the night your best technician stops picking up.

### Can we buy weekends only, or only the winter?

Yes. The desk is sold as shifts rather than as a subscription to everything: an evening desk from your close to midnight, an overnight desk from midnight to opening, a weekend and public-holiday calendar, or the whole night. Shifts run month to month, and thirty days notice adds or drops one. That is how seasonal businesses use it, with heating trades adding overnights in October and dropping them in April, and the holiday calendar set with the team lead each quarter.

### What should we watch in the first month of night cover?

Two figures, both on the weekly review. First, escalations that could have waited until morning, which says the tree is too cautious and is costing someone their sleep. Second, wrong-path escalations found in the monthly audit, which says a branch is missing. Overnight volume by hour is worth reading alongside them, because it usually shows the calls clustering in the two hours after you close rather than at 3am, and that changes which shift you actually need to buy.

### What happens on a night when the calls do not stop?

The shift is staffed either way, because you are paying for a person on a rotation rather than for minutes that run out. The receptionist works the escalation tree in order and keeps callers informed while the on-call person clears the queue, and the morning handover lists every call, including the ones still waiting.
