# What is first response time?

What is first response time? First response time is the amount of time between a customer sending a message, ticket or chat and the first human reply they receive from your team. It is reported as an average or median per channel and per period, usually within business hours only. First response time measures how quickly customers hear from a person, not how quickly their problem is solved.

## How does first response time work?

1. Formula: first response time equals the timestamp of the first agent reply minus the timestamp the ticket was created.
2. Count only human replies; automated acknowledgements are excluded so the number reflects real attention.
3. Use business hours in the calculation when you do not offer round-the-clock coverage, and say so in the report.
4. Report the median and the 90th percentile by channel, because chat, email and social have different expectations.
5. Pair the number with a target, for example a median under one hour for email during covered hours.

## A worked example

A pet supplies store in Vancouver selling online was answering customer emails in batches every evening, so most customers waited a full day for a reply. The owner started tracking first response time in the help desk and saw a median of 19 hours. A remote support assistant now works the inbox from 8am to 4pm Pacific, replying to every new ticket in the order it arrived. Within three weeks the median first response time fell to 40 minutes during covered hours. Order-status questions, the most common ticket, now get a same-hour answer with a tracking link, and refund requests stopped turning into chargebacks.

## Where does first response time show up in your tools?

Zendesk, Freshdesk, Gorgias, Help Scout and Intercom all calculate first response time automatically and can exclude automated replies and off-hours time. HubSpot Service Hub reports it per ticket pipeline, and live chat tools report it in seconds rather than hours.

## Common mistakes

- Letting the auto-reply count as first response, which reports a perfect number while customers wait a day.
- Chasing a fast first reply with a content-free acknowledgement that adds a round trip without helping.
- Reporting the average, where one ticket lost for a week hides dozens of quick replies or the reverse.

## Why does first response time matter?

Customers judge the whole company by how long they wait for a human, and a fast first reply buys patience for the rest of the fix. First response time is also the easiest support metric to improve with staffing alone. Track it by channel and you will see exactly where the inbox is being neglected.
